The moderating effects of locus of causality and travel product type on service recovery effectiveness in mobile travel services

Online travel services require a more sophisticated service recovery strategy since their cyber-intermediary nature possesses multiple potential causes of service failures, and a variety of travel products are sold. Therefore, to establish better service recovery tactics, this study examined the detailed influence of service recovery characteristics (i.e., responsiveness, compensation, and contact), and verified the difference in service recovery effectiveness according to the locus of causality (mobile service failure vs. travel service failure) and travel product type (accommodations, air tickets, rental cars/other). Data for the study was collected from Chinese travelers with service recovery experience necessitated by mobile travel services failures, resulting in 245 responses for analysis obtained through an online survey and analyzed by regression analyses including Chow-test. Results revealed that the proposed relationships varied depending on the locus of causality (mobile service failure vs. travel service failure). In mobile failure cases, contact was critical, while compensation was not. However, responsiveness, referring to quick response and appropriate problem solving, was influential in both mobile and travel service failure cases. In addition, recovery effectiveness differed depending on the travel product type: accommodations, air tickets, and rental cars/other. For accommodation products, the influence of compensation was more substantial than that for rental cars/other products. In contrast, for rental cars/other products, the influence of contact was greater than that of the two other product types. However, the role of responsiveness, like the locus of causality, was important for all three product groups. Various management ideas for implementing realistic recovery tactics considering locus of causality and building more comprehensive strategies are discussed.
